Customer conversations
Two-way SMS support vs. SMS marketing: what is the difference?
The short answer
Two-way SMS support lets a customer and a business exchange messages about a question or issue. SMS marketing sends promotional messages to an eligible, opted-in audience. The same channel can support both, but a support conversation does not automatically grant permission for promotional campaigns.
Support starts with a question
A customer may need help finding an order, understanding a store policy, or deciding whom to contact. Two-way texting gives them a way to ask and receive a relevant answer. The business needs an assigned owner for the conversation and a clear handoff when the question needs another team.
For example: ‘I have a question about my order.’ A useful first reply asks for the information needed to locate it. It should not turn an unresolved support request into an unsolicited sales pitch or ask the customer to text payment-card details.
Marketing starts with a permitted audience and offer
A promotional text has a different purpose: announcing a launch, presenting an offer, or encouraging a purchase. It requires reviewing audience permission, content eligibility, sending practices, and opt-outs for the proposed program.
Recovery messaging should also be classified carefully. A customer entering a phone number at checkout does not by itself establish permission for every promotional follow-up. Assess the actual form, disclosure, destination, and message purpose before adding the person to a campaign.
Where the two work together
A recipient may respond to a permitted campaign with a buying question. The team needs to recognize that reply and respond in context. Before launching, decide who watches for questions, what they may answer, and how to escalate issues.
Keep the original permission and opt-out rules intact. An agent should not resubscribe a stopped contact simply because that person later asks an unrelated support question. Ask your provider how separate message purposes and suppression states are handled.
Choose who owns the conversation
Run support internally when your team has the product knowledge and capacity to maintain coverage. Outsource when you want defined staffing without assigning the daily queue to your own team. Either choice needs a knowledge base, access rules, escalation contacts, and a clear scope.
OneMoreSend offers two-way text support your team can manage, or managed text support for an additional $500/month to your plan. Managed coverage is Monday–Saturday, 8 a.m.–5 p.m. Eastern Time. Conversation volume and messaging charges are confirmed in your quote.
Common questions
Can a customer reply to a marketing text?
If your sending setup supports replies, yes. Plan who receives and handles those replies before launching a campaign, and confirm how opt-out keywords are processed.
Does texting support mean opting in to marketing?
No. Treat permission for a support exchange separately from permission for promotional campaigns. Determine the requirements for the actual message purpose and destination.
