Managed SMS customer support: scope, hours, and what to ask

The short answer

Managed SMS customer support means an external team handles customer text conversations within an agreed scope and schedule. OneMoreSend’s managed text support is an additional $500/month to your plan, covering Monday–Saturday, 8 a.m.–5 p.m. Eastern Time. Conversation volume and messaging charges are confirmed in your quote.

What should a managed support team handle?

Start by listing the questions your customers actually ask. Order-location questions, store-policy questions, and basic pre-purchase questions may be candidates. The right scope depends on the business, access available to the support team, and the answers you authorize them to give.

Separate answering a question from taking an action. Looking up an order is different from issuing a refund, changing an address, or cancelling an order. Record which actions need your approval and who receives escalations. Do not assume a support subscription automatically includes every operational task.

What do the support hours mean?

OneMoreSend’s managed coverage is Monday–Saturday, 8 a.m.–5 p.m. Eastern Time. Eastern Time follows its seasonal daylight-saving changes; it is not a fixed year-round UTC offset.

A staffed window is different from a guaranteed response time. Before launch, agree how messages outside the staffed window are handled, how urgent issues are routed, and how holidays affect the schedule. Customers should see the coverage clearly rather than discover it after sending a message.

What does the $500/month add-on mean?

The $500/month is additional to your OneMoreSend plan for managed text support. It is separate from the managed marketing service that covers strategy, campaigns, creative, and reporting. Your team can also manage text support itself.

Conversation allowance and messaging charges are confirmed in the quote. Ask whether the quote includes inbound usage, outbound usage, sender fees, and any other setup charges. Do not compare a labor add-on with another provider’s per-message rate as though they purchase the same service.

What to prepare before handing over replies

Give the support team a current reference for your store policies, shipping expectations, common questions, and escalation contacts. Identify information they should never request by text and define access to store records. For specialist products, document when questions must go back to your team rather than being answered from general knowledge.

  • Approved answers and the owner responsible for keeping them current.
  • Permitted actions, actions needing approval, and escalation contacts.
  • Coverage, outside-hours handling, and any agreed response expectations.
  • Conversation allowance, messaging charges, and reporting expectations.
  • A review of business and messaging eligibility before activation.
